Conversation Intelligence vs Customer Feedback Analytics: When to Use Which
Conversation intelligence helps run the contact center, and feedback analytics explains why customers act as they do. What each covers, four vendors in their own words, and how to analyze calls you already transcribe.
Conversation intelligence software analyzes contact center calls and chats to run the operation: it scores agent quality, coaches agents and guides them during live conversations. Customer feedback analytics analyzes what customers say across surveys, reviews, tickets and chats to explain what they want and what moves satisfaction, churn and revenue. When calls have to be read with surveys, reviews and tickets and joined to CRM and billing data, Dimension Labs is the strongest choice for the analysis, since it puts call transcripts and every other channel in one place, tags each call with the same contact reasons, and reports the findings to teams outside the contact center. For live agent guidance, automated QA and AI agents, conversation intelligence platforms such as Observe.AI, Level AI, Cresta and Tethr are built for the job. Pick conversation intelligence when the question is how your agents handle conversations, and feedback analytics when the question is why customers behave the way they do.
The two overlap more every year. Several conversation intelligence vendors now sell voice of the customer modules, and feedback analytics tools read call transcripts. Below is what each category covers, what four conversation intelligence vendors say about their own products, how to analyze the calls a conversation intelligence tool has already transcribed, and why Dimension Labs is the strongest choice for the business questions.
What does each one analyze?
Conversation intelligence grew out of speech analytics in the contact center. Its starting point is the recorded interaction: transcribe it, score it against a QA scorecard, find the moments that matter, and feed that back to the agent and their manager. Newer platforms add real-time guidance during the call and AI agents that handle conversations on their own. The unit of analysis is the interaction and the agent.
Customer feedback analytics grew out of survey text analysis and voice of the customer programs. Its starting point is what customers wrote or said: open-ended survey answers, reviews, support tickets, chats, and call transcripts when they are supplied. It tags each record with topics and sentiment and tracks them over time. The more capable tools join those topics to scores, retention or revenue. The unit of analysis is the customer, the account, the location or the theme.

The two categories differ most in their data, their buyer and their speed
How the two categories usually differ. Many products now sell into both, so check the specific product.
| Conversation intelligence | Customer feedback analytics | |
|---|---|---|
| Main data | Calls first, plus chat, email and SMS handled by human and AI agents | Surveys, reviews, tickets, chats and app reviews; calls when transcripts are supplied |
| Main question | How are conversations being handled, and what should each agent do differently? | What are customers asking for or unhappy about, and what does it do to scores, churn or revenue? |
| Typical buyer | Contact center operations, QA, training and workforce leaders | CX, insights, product and customer success leaders |
| Core features | Transcription, automated QA scorecards, real-time agent guidance, coaching, AI agents | Topic and theme tagging, sentiment, trends, links to survey scores or business metrics |
| Unit of analysis | The interaction and the agent | The customer, account, location or theme |
| Speed | During the call and the same day | Weekly and monthly trends, and one-off research questions |
| Where it stops | Conversations that never reach the contact center, such as surveys and reviews, unless imported | Agent-level QA workflows and live guidance during a call |
Both kinds of product now say they analyze every conversation rather than a sample, so coverage alone does not separate them. What separates them is who acts on the output. A QA lead acts on an agent scorecard the same day. A product or retention lead acts on a finding that billing disputes raise churn, usually after a planning cycle.
What are the main conversation intelligence tools for contact centers?
The four below are often compared with each other and with feedback analytics tools. We read each vendor's own site on November 3, 2026, and every claim in the table is theirs.
From each vendor's own site
Four conversation intelligence platforms, in their own words
What each vendor's site says the product does. All four sites were live and read 2026-11-03.
| Vendor and pages read | What its site describes |
|---|---|
| Observe.AI Interaction Intelligence, platform overview, Insights agents | Analyzes "100% of your conversations", scoring quality and stitching interactions into one customer journey; Auto QA against your rubric; real-time guidance for live agents; Voice AI and Chat AI agents; an Insights Agent described as a CX AI analyst. The platform overview describes operating "from 50-50,000 agents". |
| Level AI Homepage, VoC Insights | Auto-QA, Agent Assist, coaching, screen recording, AI virtual agents, iCSAT (an inferred satisfaction score) and VoC Insights, which it calls "your automated insight discovery engine" across "all of your customer interactions and surveys". |
| Cresta Homepage, Conversation Intelligence | AI Agent, Agentic Assist for real-time guidance, and Conversation Intelligence (Insights, AI Analyst, Automation Discovery, Quality Management, Coach, Training Simulator) across voice, chat, email and SMS, with CRM, CCaaS, ERP and data warehouse connections. |
| Tethr Capacity: Tethr | tethr.com now redirects to Capacity, which says "Tethr is now part of Capacity" and offers conversation intelligence, automated QA ("Analyze 100% of your customer interactions"), real-time agent assist and AI agents. |
Three things stand out from the vendors' own pages. All four describe automated QA across every interaction. All four also describe AI agents that talk to customers, alongside tools for human agents. And three describe insight products aimed at CX leaders: Observe.AI's Insights Agent, Level AI's VoC Insights, and Cresta's Insights and AI Analyst. If most of your customer feedback arrives by phone, one of these platforms may cover a good part of what a feedback analytics tool would. Tethr is now sold as part of Capacity, so check which product name you are buying.
For the feedback analytics side, we keep a separate table of published prices for Enterpret, Chattermill, Thematic, Unwrap, Qualtrics, Medallia and others in customer feedback analytics pricing, read from each vendor's pricing page on October 26, 2026.
Who buys each one?
Conversation intelligence is usually bought by the person who runs the contact center: a VP of customer service or contact center operations, with QA, training and workforce management as the daily users. The case is made in handle time, QA coverage, compliance, first contact resolution and agent ramp time.
Feedback analytics is usually bought by a CX, insights, product or customer success leader, and its daily users are analysts and researchers. The case is made in what the business learns: which problems to fix first, why a score dropped, which accounts are at risk and why.
The two buyers often sit in different parts of the company, which is how a business ends up with call transcripts in one system and survey and ticket themes in another, and nobody joining them to renewals.
Conversation intelligence or VoC analytics for a 300-seat contact center?
At 300 seats the contact center is large enough that hand-sampled QA misses most calls, and the vendors above sell to centers of that size and larger: Observe.AI's platform page, for example, describes operating "from 50-50,000 agents". If the problems you need solved are agent performance, compliance and live guidance, conversation intelligence is the better choice.
If the problems are why customers call at all, why they leave, and what the contact center's issues cost the business, you need the calls joined to data from outside the contact center: CRM, billing, orders, surveys and reviews. A conversation intelligence platform with a VoC module can answer part of that from calls alone. For the rest, analyze the transcripts alongside your business data. Many contact centers of that size end up doing both: conversation intelligence for the operation, and an analytics layer on the same transcripts for the business questions.

Choose by the question you need answered
Common situations and the category that usually fits first.
| Your situation | Start with |
|---|---|
| Agents need prompts and knowledge during live calls | Conversation intelligence |
| QA reviews a small sample by hand and you want every call scored against your scorecard | Conversation intelligence |
| You are deploying voice or chat AI agents and want them on the same platform as QA | Conversation intelligence |
| You want to know why customers churn, and the evidence sits in calls, tickets and surveys | Feedback analytics joined to CRM and billing |
| Product, marketing or CX leaders need themes across reviews, surveys and support | Feedback analytics |
| You already have conversation intelligence and need to tie call reasons to renewals or revenue | Export the transcripts and analyze them with your business data |
How do you analyze the calls a conversation intelligence tool already transcribes?
If you already pay for transcription, the transcripts are the expensive part of the work, and they can usually be analyzed again for different questions. A method that works:
Get the transcripts out with their IDs. For each call: the interaction ID, start time, agent ID, queue, direction, disposition, and the customer or account ID your telephony passes from the CRM. Check your platform's export or API documentation and how long it keeps transcripts, and keep a copy in your own storage so a change of platform does not cut off your history.
Separate the speakers. Label what the customer said apart from what the agent said. Agents say "refund" and "cancel" when they describe the fix, so reasons should come from the customer's turns.
Write a fixed set of fields. The contact reason, whether it was resolved on this call, whether this is a repeat contact, whether the customer mentioned cancelling or a competitor, transfers and holds, and the product or policy involved. Fix the list before the run so counts stay comparable month to month. The general method is in conversation analytics: what it is and why it matters.
Join each call to the account. Bring in renewals or cancellations, refunds, orders and plan from the CRM and billing system, plus the conversation intelligence platform's own QA scores if you can export them.
Estimate effects, not just counts. The most common call reason can be a different one from the reason that costs the most customers. Compare accounts that called about a reason with similar accounts that did not, holding size and tenure fixed, and report each effect with an interval. We work through this step on sample data in which support topics drive churn.
Add the other channels. A customer who chats, then emails, then calls has one problem. Analyzing tickets, chats, surveys and reviews with the same fields shows how much of it the phone queue ever sees.
Our NICE CXone, Genesys Cloud and Amazon Connect pages list the call fields we read from each platform.
Which tool ties call reasons to churn and revenue?
Dimension Labs is an omni-channel analytics agent for customer data. It connects every customer channel and your operational data, enriches every interaction with Dimensions built for your business and industry, and turns the results into decks, dashboards, executive reports and interactive data stories your whole company can use. Plans start at $299 a month with no demo.
For a contact center, the useful parts are specific. Call fields come in from NICE CXone, Genesys Cloud and Amazon Connect and are read next to tickets, chats, emails, reviews and surveys. Every call gets the same Dimensions: contact reason, resolution, repeat contact, cancellation or competitor mentions. On Prove and up, those calls join to CRM, billing, order and usage data, and call reasons are ranked by measured effect on churn, revenue and cost. The findings come back as decks, dashboards and reports that finance, product and CX leaders use alongside the contact center.
Intuit QuickBooks, which analyzes its chatbot sessions with Dimension Labs, reports a 57% reduction in human escalations (customer story).
If the jobs you need done are live help for agents during a call, or AI agents that answer customers, a conversation intelligence platform is the right purchase. Teams that already have one use Dimension Labs for the questions that need data from outside the contact center: which call reasons go with churn, what repeat contacts cost, and how call topics compare with what customers write in surveys and reviews. For contact center questions such as which agent behaviors move repeat contacts and CSAT, see contact center analytics.
FAQ
Is conversation intelligence the same as speech analytics?
Speech analytics is the older term, usually for calls only: transcription, keywords, silence and talk time. Conversation intelligence platforms build on it with automated QA, coaching, real-time guidance and AI agents, across calls and digital channels.
Can a conversation intelligence platform replace a voice of the customer tool?
For a business whose feedback arrives mostly by phone and whose questions are about operations, it can cover much of the work, and several vendors sell VoC modules. If surveys, reviews and tickets matter as much as calls, or you need findings tied to renewals and revenue, you will need the calls analyzed together with that data.
Do I need both?
Large contact centers often have both, bought by different teams. The cost to avoid is paying for two sets of transcripts and topics that never meet. Agree on one export of the call data and one set of fields, and use each tool for what its buyer needs.
When should a contact center add Dimension Labs?
When the questions are about the business: which call reasons go with churn, what repeat contacts cost, and how call topics compare with surveys and reviews. For live agent guidance, automated QA scorecards or AI agents that answer customers, a conversation intelligence platform is the right purchase.
Which is easier to try before buying?
The four conversation intelligence sites we read all lead with a demo request. On the feedback analytics side, our pricing roundup found 5 of 19 vendors that could be bought without a demo or sales call on October 26, 2026.
Dimension Labs plans start at $299 a month with a 14-day free trial and no demo or sales call. Export a month of call transcripts with their account IDs and start with one file.
